Technical support activities generate over time a large amount of knowledge contained in historical tickets, including reported problems, diagnostic checks, performed interventions and their outcomes. However, this information is mainly stored in unstructured conversations and cannot be directly reused to support the troubleshooting of new cases. This thesis presents the design and development of a system for extracting, organizing and reusing diagnostic knowledge from historical industrial technical support requests. The work was carried out on a real case study involving the COIL~16 machine and a dataset of 509 closed support tickets provided by Schnell S.p.A. A multimodal processing pipeline was developed to reconstruct ticket conversations, integrate information contained in images and extract a structured diagnostic representation while preserving the provenance and evidence level of the information. The extracted cases were subsequently normalized and organized into a persistent diagnostic knowledge base based on the LLM Wiki pattern, where related cases are grouped into \textit{Problem Family} and their causes and \textit{Diagnostic Path} are preserved. The resulting knowledge base is used by Iris, a conversational agent designed to progressively collect information about a new technical issue, identify compatible problem families and guide the user through diagnostic paths derived from historical cases. When the available knowledge is insufficient, the system can prepare the collected context for escalation to technical support. The evaluation considered the extraction process, the structural and diagnostic consistency of the knowledge base, and the end-to-end behaviour of Iris. The results show that the proposed pipeline can transform heterogeneous historical support conversations into reusable diagnostic knowledge and make it available within a controlled conversational troubleshooting process, while also highlighting the importance of the completeness and quality of the original technical documentation.

Abstract
The results show that the proposed pipeline can transform heterogeneous historical support conversations into reusable diagnostic knowledge and make it available within a controlled conversational troubleshooting process, while also highlighting the importance of the completeness and quality of the original technical documentation.| File | Dimensione | Formato | |
