This thesis examines the role of emotional labour in the relationship between human resource management practices and customer experience, drawing on practical insights from Giocamondo Study S.p.A. The study highlights how targeted staff selection and training help develop key competencies for managing the demands of the role and regulating emotions effectively. While essential, these HR practices represent a necessary rather than sufficient condition, as the nature of the work routinely exposes staff to unforeseen challenges and intense emotional pressures. Building on this foundation, the research explores the concept of emotional labour, analysing how employees regulate their emotions and the resulting impact on personal wellbeing, workplace stress and professional performance. Furthermore, the dissertation investigates the connection between emotional regulation and customer experience, demonstrating how the quality of staff interactions and adherence to professional roles directly influence perceived service quality and customer satisfaction. The empirical analysis focuses on group leaders responsible for supporting and mentoring young students during study holidays abroad organised by the company. These leaders remain in continuous contact with participants throughout their stay, resolving critical issues and managing complex group dynamics while projecting warmth, patience and professional empathy. Consequently, the role demands constant emotional regulation, particularly when fatigue, stress, or frustration must be managed to maintain a positive environment. Through in depth qualitative interviews, internal document analysis and survey data evaluation, the research confirms the success of the selection and training methods adopted by Giocamondo Study S.p.A. in equipping staff for these emotional demands. The findings reveal clear positive outcomes for employee wellbeing as well as higher satisfaction levels among customers and participating families.
